V3 Internal-only scorecard · 8,809 agent-months · 29.8% Ops-weighted (2,626 rows) · weights from the ops weight config click for details »
  • Filtered to Internal agents only. External vendors are not scored in this view.
  • KPI weights per (Vertical / Sub-LOB / Dept / Channel) come from the operations weight config. Ops-tuned: 2,626 rows; remaining 3,766 scored rows inherit v2 default weights.
  • Benchmarks recalibrated on Internal-only population using the same P25/P75 method as v2. Avoids calibration bias from the larger external pool.
  • AHT keeps the v2 per-agent personalized P25/P75. Customer Insults % and Chargebacks % are parked for v1 (no data yet).
  • KPIs on v2 fallback: bconf (Internal P25/P75 was degenerate for these -- ceilinged or bimodal)

Internal Scorecard v3 — Internal-recalibrated benchmarks & percentile tiers (built on the v2 conformance KPI model)

Grades now use Quality (45%) + Productivity (20%) + Adherence & Conformance (35%). Occupancy, Productive %, and Utilization % are no longer scored (per leadership guidance — not agent-controllable) but still visible as context metrics. New metrics: Shift Conformance (login vs scheduled hrs) and Break Conformance (Break+Lunch actual vs scheduled) — internal agents only, vendors renormalize.

RN

Legacy Email (visibility only) is a supplemental data source, not one of the 6 applicable verticals (Order Support, Fraud & Risk, Store Helpdesk, Delivery Partner Support, Marketplace & Specialty, Digital Care). These agents work Email/Chat on the legacy email platform — only handled volume is available today, so they are not scored yet. Handle-time, CSAT, and adherence integration is planned; until then they appear for visibility with a RN badge and dashes for scored KPIs.

FIXIT

Ticketing (visibility only) covers Trust & Safety agents who close incidents in the ticketing tool. We surface handled volume, per-agent AHT (assigned-to-me → closed) and On-Time Closure % (portion of the agent’s closures inside the priority target window: Critical ≤ 2h, Non-Critical ≤ 72h) — but CSAT and adherence are not integrated for Ticketing, so a composite grade would be unfair. These agents appear with a FIXIT badge; AHT is real, CSAT / adherence show as —. Handle-time attribution scopes to the closer's ownership window (not first-ever assignment), so reassignments don't inflate the closer's AHT. Note: on-time is deliberately not called an SLA — SLAs are queue/process-level contracts, not agent measurements. The same population also shows a Survey channel row counting survey tickets closed (throughput only). We do not use the survey’s customer score — that’s a delivery/driver CSAT, not a measure of the agent’s handling — so surveys are volume-only, no AHT / On-Time, also not scored.

Performance Tier Distribution

Percentages for the four performance tiers (Exceeding / Meeting / Below / Improvement Focus) are a share of the gradable population (A+B+C+F). Visibility-only & non-graded bars (Insufficient Data, Ramp-Up, Support Role) are shown as a share of all agent-months. RN & Ticketing rows are excluded from this chart entirely.

What it shows: every site (≥5 scored agent-months) plotted by its average Quality composite (CSAT, Hold%, Refused%) and Productivity composite (AHT, CPH, Shrink). Excludes Occupancy/Production%/Utilization -- those don't factor into the composite grade either.

How to read it: bubble size = scored agent-month volume. Bubble color = the site's score-based tier. The four quadrants split at the 70-line on both axes; the side counts use quadrant location (not score).

Tenure Insights — How Experience Shapes Performance

Tenure derived from each agent's earliest contact in call_detail
🕸️

KPI Fingerprint by Tenure

0–100, higher = better

What it shows: a side-by-side “shape” of each tenure cohort across all 10 KPIs (all normalized 0–100, where 100 = best). Bigger polygon = stronger overall.

How to use it: compare the shapes — a dent on one axis (e.g. AHT) means that tenure group struggles there. Click a bucket in the legend to isolate or hide it.

Mastery Curve — Score vs Tenure

bubble = volume

What it shows: every agent-month plotted as a bubble. X = days since first contact, Y = overall score, bubble size = contacts handled.

How to use it: look for an upward drift left→right (does experience lift score?). Big bubbles in the bottom-left = high-volume rookies who may need coaching; big bubbles top-right = your veteran rockstars.

Heatmap — Tenure × Vertical

avg score

What it shows: average performance score per (tenure bucket × vertical). Red 🔴 = low, yellow 🟡 = mid, green 🟢 = high. Hover any cell for the exact score and sample size.

How to use it: spot “hot zones” (where a tenure cohort thrives in a vertical) and “cold zones” (where ramp-up is hurting). Apply filters above to drill into one site or channel and re-read the heatmap.
